Customer Success

Customer Success owns the customer from the moment the contract is signed. The Customer Success Manager holds the relationship and the account P&L, and is the one commercial route between the customer and the business.

Why account management and sales are not enough

In most services businesses, sales or account managers keep the customer after signature. This causes problems:

  • sales should be focused on growth through new customers
  • sales and account managers are usually not technical, so they lean heavily on technical staff
  • commission-driven selling rewards contract volume rather than business fit, and pushes commitments outside what the business can deliver
  • account management is mainly about preventing churn rather than growing the customer

Customer Success in CUSCOE is a development of key account management. It keeps the focus on the relationship and adds continuous post-sale value delivery, technical depth and commercial accountability.

What is different about the role

  • Portfolio depth. Customer Success Managers understand the Portfolio well enough to discuss the technical detail of each offering and how it maps to the customer's goals.
  • The interface to the Centres of Excellence. They are the customer's day-to-day contact and the route between the customer and the Centres of Excellence. This protects the centres from constant calls to support sales.
  • Commercial and operational accountability. They own the account P&L. Their job is to spot and counter churn, grow and renew the account, and find reinvestment opportunities when efficiency gains reduce the customer's spend.

Why this matters more with AI

Customer health in an AI service depends on how the models are performing and whether they remain compliant, and both of those change over time. The Customer Success Manager therefore:

  • monitors consumption against forecast
  • tracks delivery effort against the assumptions in the Portfolio
  • flags when the cost trajectory threatens margin
  • works with the Centre of Excellence Leads to bring in the right capability before quality degrades into a commercial problem

They report to finance on account health. When margin risk appears, they escalate to finance and the relevant Leads to decide whether costs are absorbed, prices renegotiated or scope restructured.

The Portfolio as rulebook

Because the Portfolio sits outside the functional hierarchy, the Customer Success Manager can refuse a customer's demand for non-standard delivery without it becoming a personal or departmental argument. Growth, optimisation and renewal conversations stay within what the business can actually deliver.

Inputs and outputs

  • In from the Portfolio: what to deliver and to what standard.
  • Out to the Portfolio: growth and reinvestment recommendations, and adoption data.

Customer Success should be introduced to the customer during the sale, so the handover at signature is not the first meeting. See Sales.
